AI Assistant vs IVR: Which Fits Your Phone Line?

An IVR asks callers to press numbers. An AI assistant lets them say what they need. Here is how the two compare with each other, with a call centre and with your own front desk, and how to choose.

Short answer: an IVR plays a menu and routes the call when the caller presses a number. An AI assistant listens to what the caller says, in their own words and language, answers from your instructions and can book on the same call. Choose an IVR when every caller needs one of a few departments and someone always picks up; choose an AI assistant when callers ask questions, want appointments, or ring when nobody is free.

What each one is

  • IVR (interactive voice response). The recorded "press 1 for appointments, press 2 for reports" menu. It routes the call or plays a message; it cannot answer a question that is not on the menu.
  • Call centre. People in another office answering for you, often for other businesses too, from a script you agree with them.
  • Front-desk receptionist. Your own staff, who know the business best but can take one call at a time and also look after the people at the counter.
  • AI assistant. Software that picks up, understands what the caller says, replies out loud and acts on your instructions: answering questions, booking, rescheduling, and calling people back with reminders.

When an IVR is still the right choice

An IVR is cheap and predictable. If nearly every caller wants one of three departments, and a person always answers once the call is routed, a menu does the job. It struggles when callers have questions the menu does not cover, when they speak a language the menu was not recorded in, or when the person it routes to is busy. Then the caller either waits, presses zero, or hangs up.

When an AI assistant fits better

  • Callers ask the same questions all day. Timings, fees, directions, which doctor sits on which day.
  • Most calls end in a booking. An AI assistant can check the days and times you allow and book, move or cancel on the same call.

What an AI assistant should not do

Whatever it replaces, it must know where its job ends. On a clinic's line it should never interpret symptoms or reports, and it should tell anyone describing an emergency to call 112. It should say it is an AI when asked, and say plainly when it does not know something instead of guessing. Test these yourself before you switch one on.

Moving from an IVR to an AI assistant

  1. Write down why people call. Your IVR menu is a good start: each option is a reason. Add the questions your staff answer most.
  2. Try it on your own phone. Act like a caller, ask for something the menu never covered, and listen to how it handles it.
  3. Forward your number. Point your existing number at the AI assistant's number, so callers keep dialling the one they know.
  4. Check the first week's calls. Read the transcripts, see what it could not answer, and add that to its instructions.
